Guest reports cold food arriving after a long wait
Guided response
Acknowledge immediately and with sincerity
Approach the table promptly. Do not wait for the guest to flag a manager. Say something like: I am sorry to hear the food arrived cold — that is not the standard we aim for. Let me sort this for you right away. Use a calm, unhurried tone even if the restaurant is busy.
Take ownership — do not deflect to the kitchen
Avoid saying the kitchen has been really busy tonight or we are short-staffed. The guest's experience is your responsibility regardless of the cause. Taking ownership signals professionalism and prevents further escalation.
Offer a clear and fair resolution
The standard resolution is to re-fire the dish. Ask if the guest would prefer a fresh portion or, if they cannot wait, offer an alternative from the menu. If the wait has been significantly long, a complimentary side dish or dessert is an appropriate gesture — confirm with the manager before offering anything that has a cost to the business.
Follow up once the resolution has been delivered
Return to the table within five minutes of delivering the replacement. A brief check — is everything to your liking now — closes the complaint properly and shows genuine care. Document the complaint at the end of service using your venue's process.
Practical notes
- Never carry a cold plate to the kitchen in front of other guests if you can avoid it — use discretion.
- If the guest refuses a re-fire, ensure the dish is removed from their bill without requiring them to ask.
- Repeat complaints from the same table within one service session should be flagged to the duty manager immediately.
